Customer & financial crime

Lending & customer protection

Connect lending conduct, customer disclosures and complaint handling to accountable remediation.

PURPOSE & PRACTICE

Connect customer outcomes to the controls behind them.

Customer protection spans the product offered, the information disclosed and the response when something goes wrong. Teams need a joined-up record of the applicable policy, the issue raised and the action taken.

This module brings lending-conduct assessments, complaint governance and service-provider controls into related workspaces. It helps owners examine exceptions, document escalation and follow recurring causes through to corrective action.

Built around the work of
  • Customer service
  • Lending compliance
  • Product and channel owners

CAPABILITIES

What you can manage.

01

Lending and disclosure controls

Organise reviews of product terms, key disclosures, applicable APR workings and selected charges. Retain the policy basis and evidence supporting an exception decision.

02

Complaints and escalation

Track complaint-review work, service deadlines, escalation and closure support. Keep internal-ombudsman or external-escalation references with the relevant assessment where applicable.

03

Channel conduct and root causes

Review consent, digital-lending and service-provider controls within the institution’s scope. Connect repeated issues with responsible owners and remedial action.

FROM INPUT TO OUTCOME

A practical path through the work.

  1. Establish the issue and scope

Identify the product, channel, policy basis and evidence needed to assess the customer-protection question.

  2. Review and escalate

Document the assessment, required response and any independent review or escalation under the approved process.

  3. Verify the response

Retain closure evidence and follow the underlying control weakness when an individual response does not resolve the cause.

YOUR INSTITUTION, YOUR SCOPE

Relevant to banks and NBFCs.

BANKING INSTITUTIONS

For banks

Scope complaint, product and distribution controls to the bank’s activities and customer-service model. Review authority and escalation routes should reflect the relevant operating units.

NON-BANKING FINANCIAL COMPANIES

PRACTICAL QUESTIONS

Before you put it to work.

Does a workflow status prove that a customer was contacted?

No. Retain the actual communication or response evidence from the approved service channel. An internal assessment status is not a substitute for it.

How are repeated complaints handled?

Use the recurring issue to open or continue a control action with an owner. Keep the action’s evidence separate from the closure of each individual complaint.
